This is the response I offered to the letter of complaint I received from this guest. It also offers a general response to this type of complaint - two of which I have received. How their impressions are so extreme really is beyond me. I hope the following helps you judge whether the Lodge is the place for you.

Well first of all please accept my condolences on finding your stay at the Lodge so unsatisfactory. It's never a pleasant thing to arrive on holiday with so much expectation and then to feel such disappointment.
However as you can probably imagine I do not share your impressions of the property and take issue with you on a number of points.
Firstly I do not accept that the property was dirty or unfit for paying customers. I have no doubt that if I had been there you could have pointed to some aspects of the cottage which were not pristine but as I clearly state in my description of the property it is not up to the hotel standard of high end holiday lets but that of course does not excuse a generally dirty property unfit for guests and I maintain that the property was perfectly acceptable and had indeed been cleaned that day. Your assertion that it took a further four hours to make the property "ready for habitation" if indeed true probably indicates that you would have been better staying in the type of property I have deliberately tried to differentiate that Lodge from.
Regarding the kitchen I dispute that the fridge was dirty, that there was food debris everywhere and grease all over the cooker. Again I am sure you could have pointed to some aspect of imperfection but generally the kitchen was in a perfectly acceptable state and could have been used for cooking immediately. Yes there are items left in the fridge, some mine and some left by previous guests and I have encouraged all the guests to use any food items / condiments / drinks etc. that have been left. Why waste them? Again if you find this sort of thing unacceptable I suggest this type of holiday let is not for you. Half the freezer is unused and available for the use of guests. Again if a guest wanted to use something I had left in the freezer that would be perfectly okay.
I totally refute that the bed linen had not been changed. "It smelled horribly"!? Given that it had most definitely been laundered I doubt it and I'm sure my Father or Aunty would not have made any excuses for bed linen that smelled horribly. They mentioned nothing to me. Was the bed linen totally and utterly pristine and absolutely unmarked? - I doubt it. I don't buy new linen for each guest and we do not have the sort of laundry facilities that can keep the bedding and towels spotless - but they were all laundered - without a shadow of a doubt. The "makeshift" wardrobe is a unit built in by my father 15 years ago; I'm sure he'll welcome your description. Yes the wardrobe has some of my clothes in it and so does the chest of drawers but they all have empty sections with plenty of room for guest’s belongings. I make the point in my description of the property that some of my belongings remain as I also use the Lodge and they have nowhere else to go! Again if you find this unacceptable you should have booked another property. How would you know if the bathroom and second toilet had had just a cursory wipe around? The bathroom needs a clean and mopping after every stay and was done prior to your arrival.
Regarding the second bedroom it is the case that the single beds were not made up but you over dramatize the situation by claiming the mattress was "on the floor lying on a bed frame that still needed to be put up – in which case the mattress was NOT on the floor. The mattress actually lives on this frame under the first single bed when not in use. When it is pulled out for use the legs are a simply employed - a frame does not need to be put up. I was under the impression that with four adults (probably two couples) the preference would be to use the sofa bed upstairs which was made up with fresh bedding. I had also asked my friend to come in and strip the single beds and place the second bed back under the first prior to your arrival. Unfortunately he was unable to gain access to do this but as it turned out it was the two single beds that you required so probably best he hadn't done it. All that was actually required therefore was to change the bedding on the single beds which as you say my father and Aunt helped you with – hardly a crisis worthy of tears. The rearranging of the bedroom with the dresser in the middle and the other single bed permanently placed on the other side is a better arrangement but not absolutely necessary by any means.
You say that you were unable to contact me but you were able to?! I leave my number with all the guests and my Dad and Aunty are generally around and aware that guests may need some assistance and are very prepared to help if so required as you rightly testify. I don't accept that my Father and Aunty were also "disappointed" with the state of the place. He confirmed to you that the place had been cleaned (as he paid her) and confirmed to me that the place was not filthy - which is what you said to me over the phone. Indeed my Father intimated to me that after this initial confusion / disappointment which was sorted quite quickly you and your husband were perfectly happy and had a very enjoyable stay so I find it strange that you are now telling me that your initial disappointment, whether warranted or not, spoilt your holiday.
As far as holiday lettings are concerned they are not particularly hands on. It’s largely a web based service and as such I don't get visits or advice or instruction. As this is the case it is more important than ever to read the property description before making any booking and I have tried very hard to ensure that guests have a feel for the sort of place the lodge is specifically to avoid this type of problem. It is not perfect and definitely not the sort of place for anyone verging on hypochondria but neither is it filthy or uninhabitable. Generally speaking this message seems to have got through and as I said yours is the first complaint out of more than ten guest visits so far this year.
